Account health (Amazon)
Amazon houdt een hoop indicatoren bij omtrent je prestaties als verkoper. Om daarin je weg te vinden, is niet altijd even gemakkelijk.
The Game of the Name
Als je maar genoeg in dit systeem duikt, merk je dat er een paar inconsistenties in zitten, en dat termen soms losjes gebruikt worden:
- Account Health: Dit is het grote plaatje. het betekent hetzelfde als performance. Op de Account Health Dashboard wordt het onderverdeeld in Customer Service Performance, Product Policy Compiance en Shipping Performance, maar dat is in de praktijk alleen maar verwarrend. Daarnaast ontbreekt er een onderdeel: Product restriction policy (je mag bv. geen drugs verkopen)
- Customer Service Performance: Hetzelfde als Order Defect Rate
- Shipping Performance: Late Shipment Rate + Pre-fulfillment Cancel Rate + Valid Tracking Rate → Onhandig om als aparte groep te beschouwen
- Performance metrics: Deze pagina somt een aantal indicatoren op, en noemt die bij elkaar performance metrics. Ik denk dat die selectie vrij arbitrair is, behalve dat ze allemaal betrekking hebben op operationele werkzaamheden.
Alle indicatoren bij elkaar
Er is niet één totaalscore. Deze Performance Metrics-pagina benoemt alle indicatoren die betrekking hebben op operationals. Voor sommige indicatoren gelden individuele targets. Voor een drietal indicatoren geldt een gezamelijke target. Verder zijn er 'non-operational' indicatoren, en zelfs een handjevol (operationele) indicatoren zonder targets.
Deze indeling is van mijzelf. Nu wordt alles duidelijk:

Non-operationals
Indicatoren die minder betrekking hebben op operationele werkzaamheden, maar meer op structurele zaken. Soms worden ze als groep benoemd en soms niet:
* Product Policy Compliance * Product Authenticity Customer Complains (0%) * Product Safety Customer Complaints (0%) * Product Restriction Compliance
Opmerkingen:
- Product Restriction Compliance: (naam zelf verzonnen): Je mag bv. geen drugs verkopen
- Normaliter zou je nooit een defect in deze categorie moeten oplopen. Er gelden zeker consequenties als dat wel gebeurd. Die zijn echter niet uitgedrukt in percentages. Denk eerder aan directe schorsing van je account, hangende overleg.
Operationals zonder consequenties
Voor een paar operationele indicatoren gelden geen targets en/of geen consequenties, meestal omdat een slechte score voor deze indicatoren, vanzelf tot uiting komt in andere indicatoren die wél gemeten worden, zoals negatieve feedback:
* On-Time Delivery * Contact Response Time (CRT) * Return Dissatisfaction Rate, RDR (<10%) * Negative Return Feedback Rate * Late Response Rate * Invalid Rejection Rate * Customer Service Dissatisfaction Rate, CSDR (25%)
Opmerkingen:
- RDR en CSDR zijn grootheden mét target, maar zónder consequenties [1].
- CRT wordt vaak Late Response Rate genoemd, als onderdeel van CSDR. Da's niet hetzelfde als Late Response Rate onder RDR.
Indicatoren
Cancellation Rate
De termen Cancel rate, cancellation rate of pre-fulfillment cancel rate hebben alledrie betrekking op dezelfde grootheid, namelijk bestellingen die door de verkoper zijn geannulleerd [2]:
The Cancellation Rate is the number of seller-fulfilled orders cancelled by the seller prior to ship-confirmation divided by the number of seller-fulfilled orders in the relevant time period. Cancellation Rate = (CancelledOrders) / (TotalOrders) When computing this metric, we consider all order cancellations initiated by the seller, with the exception of those that are requested by the buyer using the order-cancellation options in their Amazon account. Pending orders that are cancelled by the buyer directly on Amazon are also not included. When an order comes in, it's very important that the item is in stock and available to ship. Pre-fulfillment order cancellations that are not in response to buyer requests can point to areas of improvement in your inventory management. We suggest that you work toward achieving and maintaining a pre-fulfillment cancel rate of less than 2.5%. We also require that you cancel no more than 2.5% of your orders. Why are seller-cancelled orders bad? It's important to ensure that items you've listed on Amazon are in stock and available to ship. When you cancel an order placed by a buyer prior to fulfillment, it's usually because the item is out of stock. Of course, some percentage of stock-outs may be unavoidable in normal business practice, but we expect you to try to minimize such issues. High cancelled order rates are a problem that can impact your selling account. In the short term, it also negatively affects your bottom line because an unfulfilled order is lost revenue to your company. What is the difference between a refunded and a cancelled order? A decision not to fulfill an order prior to ship-confirmation is treated as a cancelled order. Once an order is ship-confirmed, a decision to accept a return or not ship an item is treated as a refund. Refunds are not always negative events but a high Refund Rate can often be a sign of an underlying issue worthy of review.
Contact Response Time

This metric measures the percentage of customer-initiated messages that you have responded to within 24 hours. Timely, high-quality responses to customer inquiries are essential in providing good customer service and helping reduce negative feedback and claims. Contact response times outside of Amazon's target generally do not result in the suspension of your selling privileges. However, slow response times can lead to negative feedback and claims, which can have an impact on your selling privileges.
Late Shipment Rate
Late Shipment Rate heeft betrekking op orders waarvan de verkoper de verzending later heeft bevestigd dan verwacht. Het betreft dus een actie van de verkoper [4]:
The Late Shipment Rate is the number of seller-fulfilled orders with a ship confirmation that is completed after the expected ship date divided by the number of seller-fulfilled orders in the relevant time period. It's important to confirm the shipment of orders by the expected ship date so that customers can see the status of their shipped orders online. Orders that are ship confirmed late may lead to increased claims, negative feedback and/or customer contacts and negatively impact customer experience. You should work toward achieving and maintaining a Late Shipment Rate of less than 4%. To see your Late Shipment rate, on the Performance menu, select Account Health and then click the Performance Metrics tab.
Order Defect Rate (ODR)
- Order Defect Rate (ODR) is de belangrijkste indicator [5]. Het betreft het aantal orders met fouten of defecten, gedeeld door het totale aantal orders
- Een order kan maar één keer defect zijn. Als een order bv. een A-Z-claim én negatieve feedback genereert, wordt dat als één fout geteld
- De meetperiode is 60 of 90 dagen. Ik denk dat dat afhangt van het volume: Hoe hoger het volume, hoe korter de meetperiode.
ODR bestaat uit drie componenten, die alledrie even zwaar worden gewogen:
- A-to-Z Guarantee claim rate - Alle claims die niet denied zijn
- Negative Feedback Rate - Alle negatieve feedback
- Service Chargeback Rate -
Return Dissatisfaction Rate (RDS)
Dit betreft het percentage van valide return requests die niet binnen 48 uur beantwoord zijn, of die negatieve customer feedback hebben gegenereerd. Onduidelijk of hier een target voor geldt. Zie [6] voor details.
